However, there is one other quality that makes a great engineer – IT problem-solving skills.<\/span><\/h4>\n

Problem-Solving and Staffing\u00a0<\/strong><\/h2>\n

Every engineer is limited by their knowledge and cannot be expected to know everything there is to know in information technology. That’s why MSPs must staff appropriately for each engineering level. These levels are separated into entry, mid, and advanced. However, most MSPs use a catch-all approach in their Network Operations Center (NOC). In this scenario, they throw their engineers into a Network Operations Center (NOC) pit, where they are assigned a ticket next in the queue. If the engineer does not know how to resolve the issue, they hand it off to someone else. Unfortunately, they don’t learn anything by doing it that way.\u00a0<\/p>\n

Experienced Engineers Get Bored Quickly Under the Catch-All Approach<\/strong><\/h2>\n

Most engineers get bored quickly, lose momentum, and become stagnant if not challenged. For this reason, MSPs have two options: put the engineer on the fast track to learn something new or put them on the slow route and take entry-level calls. The difference in salary and technical skills drastically differs five years later, and they know this!<\/p>\n

Senior engineers should only focus on senior-level issues to be experts at more advanced problems or projects. Entry-level engineers should take their time to learn from more experienced engineers to advance their knowledge. Rushing an engineer to learn too quickly can cost you, the client, more downtime and money.\u00a0<\/p>\n

The Catch-All Approach Cost The Client Money<\/strong><\/h2>\n

Most MSPs hire engineers with three years of experience.\u00a0 Yet, 80% of the tickets are password changes, printer connection issues, display issues, updates, viruses, etc. All of which can be resolved within 15 minutes! \u00a0In fact, most entry-level tickets can be script-based. Enterprise companies have a successful history of using pure helpdesk companies to lower their rates.<\/p>\n

The fact is, experienced engineers are in high demand and have an extremely low unemployment rate. For this reason, it isn’t easy for MSPs to scale when they only hire experienced engineers to work every ticket, rather than hiring entry-level engineers to handle the entry-level tickets.\u00a0<\/p>\n

Problem Solving Skills: The Third Most Important Characteristic of a Great IT Support Engineer<\/strong><\/h3>\nProblem Solving Skills are the best<\/strong>\n\nProblem-Solving Skills and their importance. In the last two posts, we talked about how the ability of the engineer to follow processes and communicate effectively is vitally important to service delivery.\u00a0 However, even then we still don\u2019t have the makeup of a GREAT engineer.\u00a0 The final characteristic of a GREAT engineer is\u2026\u2026 IT problem-solving skills.\n\nProblem-solving is the art of critical and creative thinking, self-directed learning, teamwork, and communication. An engineer who has this skill set instinctively knows how to handle technical problems.\n

Catch-All Approach\u00a0<\/strong><\/h2>\nUnfortunately, an engineer can\u2019t be expected to excel at all levels.\u00a0 Yet, most MSPs use a catch-all approach in their Network Operations Center (NOC).\u00a0 In this scenario, they throw their engineers into a NOC where they take the ticket that is next in the queue.\u00a0 If the engineer does not know how to resolve the issue, they hand it off to someone else.\u00a0 Consequently, they also hand off the opportunity to learn how to fix it.\n\nOn the other hand, most of the engineers in the queue are overqualified to handle the ticket.\u00a0 Why?\u00a0 Because 80% of the tickets that come into the queue are entry-level.\u00a0 It\u2019s a catch-all strategy that doesn\u2019t benefit the client, the MSP, or the engineer.\n

Experienced Engineers Get Bored Under the Catch-All Approach<\/strong><\/h3>\nUnquestionably, engineers get bored easily, and if they are not challenged, they lose their momentum and become stagnant. Nevertheless, they can be on a fast track to learn something new all the time or on the slow track and take Tier-1 calls. The difference in salary and technical skills is drastic five years down the road and they know this.\n\nTherefore, for the sake of all, no one should ask a Tier-3 engineer to spend the majority of their time on Tier-1 level issues, or vice versa. They are either wasting the engineer\u2019s talents (and charging you too much for simple problems), or you are paying the cost for someone to work on advanced issues who do not have the experience or capability to handle it \u2013 thus, resulting in extreme downtime.\n

The Catch-All Cost The Client Money<\/strong><\/h3>\nDue to the way they are structured, most MSPs look to hire engineers with experience.\u00a0 Conversely, this doesn\u2019t make sense considering that 80% of the tickets are entry-level tickets. Clearly, 80% are password changes, printer connection issues, display issues, updates, viruses, etc. that can be resolved within 15 minutes! \u00a0In fact, most entry-level tickets can be script-based.\u00a0 Not surprisingly, enterprise companies have long taken advantage of helpdesk companies who are priced at Tier 1 & 2 rates.\n\nIn addition, experienced engineers are much more costly once you consider how competitive the market is with such a low unemployment rate.\u00a0 Likewise, it is much more difficult to scale if the MSP is hiring only experienced personnel that everyone is fighting over.\n\nKnowing this, how much do you think the MSP has to charge to make a profit? The truth is, most MSPs charge $150 per hour or higher.\u00a0 Subsequently, that is the true math behind the unlimited, price per seat and price per device plans.\u00a0 (Reference IT Outsourcing Secrets <\/em><\/strong>Chapter 2: The Math Behind It All.)\n\nTherefore, it only makes sense for both the client and the engineers to hire 80% of the engineering staff at entry-level and promote within.\u00a0 It scales better, it meets the engineer\u2019s needs, and most importantly, it meets the client\u2019s needs.\n
